What an AI agent is
An AI agent is a system that receives a goal, decides which steps to take and uses tools to achieve it: querying a database, searching documents, booking an appointment, creating a CRM task or replying to a message. Unlike a chatbot with fixed answers, it can handle conversations and situations that were not scripted word for word. That same flexibility is why it needs clear limits.
What AI agents do for a business
- Customer service: answers questions with real information, collects details and hands off when appropriate.
- Sales: qualifies inquiries, suggests catalogue products, sends approved quotes and follows up.
- Internal operations: finds procedures, builds reports, checks order status or moves data between systems.
- Technical support: guides simple diagnostics and opens tickets with complete information.
Agent, chatbot or automation
Not everything needs an agent. If a process always follows the same steps, workflow automation is cheaper and more predictable. If the job is answering frequent questions, a bounded assistant is enough. An agent is justified when situations vary, several tools must be combined and simple decisions are currently made by a person.
How a custom AI agent is built
- Goal and scope: what the agent must achieve and what is out of scope.
- Tools: which systems it may query and which actions it may take, each with its own permission.
- Knowledge: the company documents and data it uses to answer.
- Handoff rules: when the conversation goes to a person and with what summary.
- Testing: real cases, edge cases and attempts to push it outside its role.
- Supervised launch and measurement against the previous situation.
Permissions and human control
An agent should not be able to do everything it technically could. Actions fall into three groups: those it carries out alone, those it proposes for a person to approve and those it never does. Payments, price changes, sensitive data or contractual commitments stay under human authority. This is enforced in the system’s code, not only in instructions to the model.
Which channels it works on
WhatsApp, website chat, email, phone or internal tools such as the CRM itself. The same agent can serve more than one channel while sharing the customer’s history. For phone calls, see AI voice agents.
Which models it uses
Chosen per task: commercial models through an API when that fits, open models on your own servers when data cannot leave the company, or combinations. The design allows switching models without rebuilding the agent.
What is measured
Cases resolved without intervention, correct handoffs, errors, response time, reverted actions and business results. An agent is expanded once it proves it improves those numbers, not before.
